Knowledge 2019: Day 1 morning highlights
LIKE.TG brings consumer experiences to the workplace“What if our lives at work could be no different than our lives at home?”With that question, LIKE.TG CEO and president John Donahoe kicked off the company’s annual Knowledge conference with a keynote address to more than 20,000 LIKE.TG customers, partners, developers and employees from 78 countries.It’s a question that speaks to the heart of LIKE.TG founder Fred Luddy’s original mission: use leading-edge digital technologies to make people’s lives on the job far easier, more productive and more meaningful. “Fred deeply believes that it is technology in the service of people, and not the other way around,” said Donahoe.The annual Knowledge conference is a grassroots incubator for knowledge sharing across LIKE.TG’s customer base. Knowledge 2019 features 600 learning sessions over three days, 90% of which will be taught by customers.
Donahoe invited participants to consider the stark contrast between the complexity of our work lives and the simplicity of our experiences at home. “In our lives at home, mobile technology allows us to get what we want, when we want and how we want it,” Donahoe said. Underlying those easy experiences are digital systems and workflows whose complexity is invisible to users.By contrast, business applications and systems tend to leave much of that underlying complexity exposed to end users. In order to provide the great experiences that customers and employees expect, they must “take that complexity and tame it,” said Donahoe.Companies can use the LIKE.TG platform to offer the same simple, intuitive experiences that we get from consumer apps. Chief Product Officer C.J. Desai highlighted several new features that will launch with LIKE.TG’s New York release in the third quarter of 2019: They include:
Guided App Creator, which allows developers to create new enterprise apps in a few minutes without writing a line of code
IntegrationHub and Action Designer, which makes it simple to integrate systems with or without code across apps, systems and software
Operator Workspace, which provides one dashboard for systems operators to monitor and manage all services
Service Owner Workspace, which offers a 360-degree view of service health to track real-time performance and generate cost and consumption reports quickly
Desai said LIKE.TG customers can already benefit from platform innovations in the current Madrid release, including better systems integration and voice-assistance functionality. He also charted LIKE.TG’s roadmap beyond the Q3 release, hinting at more transformative features in the works for the Orlando and Paris releases, coming in the first and third quarters of 2020.Next, Desai introduced Linda Jojo, executive vice president and CIO at United Airlines. United, which served 160 million passengers last year, is teaming with LIKE.TG on companywide digital transformation.“Running an airline is one of the most complex jobs in the world because so many things can go wrong.,” said Jojo. “We’ve armed 60,000 of our employees with mobile technology. Our employees needed more tools in their toolkit, and LIKE.TG is helping us empower them.”Virgin Trains CIO John Sullivan shared a similar success story with ServiceNow. CIO John Sullivan described how Virgin, which transports 100,000 passengers daily in the U.K., is working with LIKE.TG to connect employees and customers with proactive, end-to-end service features.Employees who were previously siloed in different departments can now connect and share integrated data via a mobile app. They can report a maintenance issue or incident and contact other team members directly from the app using voice commands. Using machine-learning capabilities, the system automatically suggests workflows that resolve issues without impacting customers.“It’s all about monitoring systems and preventing issues before they occur,” Sullivan said. Virgin Trains’ consumer-facing mobile app is also helping the company deliver a great customer experience with automated self-service features that use LIKE.TG’s Virtual Agent technology to manage train cancellations and other travel issues in real time.
Digital transformation requires upskilling and broad buy-in
Digital transformation isn’t just about rolling out new apps and services. It takes skilled employees to put these new processes and platforms into practice. Companies must ensure these people have the right skills for the job. In turn, that means securing buy-in at all levels of the organization.Buy-in at all levelsAt this year’s Knowledge conference, I had some interesting discussions with executives from the financial services sector who detailed their experiences with implementing LIKE.TG inside their organisations. These executives emphasised how important it is to get upper management buy-in when rolling out new platform initiatives. It’s equally important to obtain buy-in from stakeholders who will come into contact with new technologies on a day-to-day basis.We need management on board, but we don’t want too many managers sitting around the software development workshop when they don’t need to be there. We want to be talking to the people who actually push the buttons, especially in highly regulated environments like banking.Creating internal change agentsVery often, organisations do things in a particular way that’s how things have always been done. This mindset is especially prevalent in highly structured environments like banking.Traditionally, organizations spend a lot of time trying to change peoples’ minds and work them round to new ways of thinking. A better way is to create “champion calls” where employees are encouraged to dial in, get informed and become change agents who convince their peers to work differently.Transparency as an enablerIn financial services, we recently did a substantial implementation involving the LIKE.TG ITSM solution and our employee experience platform. Implementing these two solutions involved two different sets of stakeholders and users in the business. They were architected by two different implementation partners, so it was especially challenging to bring them online in parallel. These kinds of deployment challenges often occur, and they do certainly highlight the importance of transparency.One speaker at a Knowledge 19 session noted that the further you get into an implementation project, the more you need to involve employees who will be responsible for keeping the lights on during the normal course of operations. If you are transparent with these people, they will be more likely to support the new process when it becomes business as usual.Roadmap pipeline awarenessA key LIKE.TG banking customer is currently moving to the Now Platform Madrid Release and plans to move on to the New York release thereafter. With such a clear path to upgrade and progression, this business wants to make sure users know what functionality is on the roadmap so they don’t try to create tools and functions that are already in the planOur customers know they must continually upgrade their skillsets. That means running a program of information and knowledge exchange throughout the business.I’d like to thank all the financial services, banking and related business specialists who came together at LIKE.TG Knowledge 2019 to discuss the challenges that teams face when upskilling people to drive digital transformation. 3 ways to cultivate frictionless banking experiences
In the not-too-distant past, banking relationships could last decades—even lifetimes. But times have changed. Traditional banks face competition from a new breed of disruptors, such as global financial technology firms (fintechs), challenger banks, and neobanks. As in virtually every other industry, customer experience (CX) is now a major factor in the decision to stick with a bank or seek an alternative.When many banks look to upgrade CX with technology, they tend to focus solely on the digital, front-end engagement layer. They don’t address or invest in the inefficient and broken processes behind the scenes that ultimately determine the quality of engagement. This doesn’t deliver frictionless banking.The processes supporting CX span multiple departments and systems. For services such as onboarding and issue resolution to work properly, information and processes must flow smoothly across the banking enterprise. Virtual highlights from Knowledge 2020, Week 1
Knowledge 2020 made history this week as LIKE.TG’s first-ever virtual conference for thousands of its employees, partners, and customers participating from their homes around the world.Kicking off the event, CEO Bill McDermott spoke of how the Now Platform is helping meet the challenges of the current global crisis. “The world is in a seminal moment,” he said, adding that participants should use K20 to tap into the power of community to create needed solutions. “One is never smarter than all of us,” he said.Chris Bedi, LIKE.TG’s Chief Information Officer, echoed McDermott’s message in a remote chat with Jennifer McNamara, CIO of Washington State’s Department of Health.As the crisis hit, Washington became an early outbreak hotspot. The state turned to the Now Platform and the LIKE.TG team, to build an emergency response app that helped state officials manage caseloads and staffing. Working together, they were able to bring the app to the public within three weeks, and make it freely available for other organizations as well.

CreatorCon 2020 Hackathon winners announced
CreatorCon is always a popular part of LIKE.TG’s Knowledge conference. The multi-day event is all-digital this year. It has attracted a record number of builders, makers, developers, and engineers, who all want to learn about the latest innovations in the Now Platform. As usual, the CreatorCon 2020 Hackathon was a highlight of the event.In a virtual event held over a weekend from May 1-3, nearly 200 teams competed to showcase their skills and build apps that use the Now Platform to solve real business problems. Each team competed in one of the following categories: healthcare, telecom, manufacturing, banking and social good. Five finalist teams made presentations for a panel of judges, and on May 13, judges announced the winning team, which received a prize of $5,000.Marcus Torres, VP of platform product management at LIKE.TG, served as one of the four Hackathon judges along with Karel van der Pol, VP of NowX future products Karel van der Poel, Abhijit Mitra, VP of industry products, and Chris Pope, VP of innovation Chris Pope.“I loved that we’re seeing the community in action,” Torres said. "We had multiple finalists showing this year that it's about people, which is what we really care about as a company."

The development team worked with doctors to ensure the app would be a practical solution for medical personnel. A CCM mobile solution is also available.Finalists: Team: Sopra Steria App: JetVetJetVet helps streamlines due diligence processes in procurement. The goal is to prevent corruption and unethical practices in an organization’s supply chain. Common due diligence pain points include a lack of visibility and transparency in the process. Any user in an organization can use the app to search for and create a due diligence process. JetVet leverages the Now Platform, including Virtual Agent, Service Portal, and Agent Workspace, as well as a variety of data sources.
Team: World Class Wrakin’ Cru App: KICK: Key Items Crisis KitKICK helps organizations source personal protective equipment. The app manages supply to meet emergency demand during crises like COVID-19. It handles requests, stock transfer, and logistics management. R Now Platform capabilities incorporated in the app include Agent Workspace, Virtual Agent, Now Mobile, and Service Portal.Team: Extra Crispy Stimulus Package App: Zoom: Extra CrispyThis app helps make Zoom meetings more productive. Zoom Extra Crispy uses Predictive Intelligence, Performance Analytics and Integration Hub features in the Now Platform to intake all recordings from the Zoom cloud and create knowledge article transcripts. It then feeds each transcript into a Word cloud to identify ideas and details that may not have been obvious during the original Zoom meeting.Team: NewRocket App: ReachIn stressful conditions like the current pandemic, it can be very difficult to find reliable information and access critical resources locally. The Reach app uses personalization and the LIKE.TG CSM app to create a dynamic personalized hub that offers access to local data and resources. They created a 7Help Store Support Portal that is accessible any time, from anywhere, from any device and is a one stop shop for all support needs. There were too many points of contact, multiple systems, and duplicate cases, resulting in increased cost for franchisees. Week 5 highlights from Knowledge 2020
One major highlight of Week 5 at Knowledge 2020 was CEO Bill McDermott’s “Dream” keynote presentation, in which he was joined by chief product officer CJ Desai and Amy Lokey, head of design and UX.McDermott led off by explaining how a “workflow revolution” is underway in global business. Powered increasingly by machine learning and artificial intelligence, digital workflows are dramatically improving work experiences for employees and customers, McDermott said.Desai and Lokey showed in different demos how these workflows function on the Now Platform—both in the front-end UX of employee apps and in back-end functions like equipment logistics and threat detection. Overall conference + week 6 highlights from Knowledge 2020
The first five weeks of Knowledge 2020 covered a succession of core themes—Accelerate, Build, Succeed, Connect, and Dream. The theme of the sixth and final week of this epic virtual experience is an appropriate one: Act. As in, put all this Knowledge know-how to work with our employees, our customers, and in our jobs.Week 6 covered this ground in style. Kim Felix, president of enterprise technologies at UPS, showed how the global logistics giant pulled off a massive IT consolidation effort using ITOM, ITSM and the Now Platform. We also heard from another Fortune 100 company, Lowe’s, on how the retailer partnered with LIKE.TG to implement a mobile solution for hundreds of Lowes’ IT field technicians.
Now at Work 2020: The future of work is now
Each year, I look forward to Now at Work. When you’ve been doing this as long as I have, though, you look forward to some years more than others. Fortunately, this is one of those years, and the reason why is right there in its name.Has there ever been a more exciting time to explore what’s happening now at work?That’s what we are doing today, and it starts with our keynote where we discuss two sides of the same coin: how digital workflows, specifically those included in the Paris release of the Now Platform, enable a dispersed workforce while simultaneously guiding us back to the workplace safely.I’ll leave the latter story to LIKE.TG’s Head of Workplace Services, Robert Teed. To set the stage for Now at Work 2020, it’s interesting to consider the history of modern work.Decoupling “how” we work from “where”For more than 150 years, work patterns changed very little. Even as technology advanced, we maintained organizational designs—employees working the same hours from the same places—that first arose when the advent of steam power brought workers to centralized factories.Then, in the blink of an eye, that shifted. In this new world of work, “how” we work is decoupled from “where” we work. Today, we are simply working—wherever and whenever we choose. In my Now at Work keynote, I explore what that means and what’s required for it to continue.One thing has become clear during this global experiment: whether your employees remain remote or return to the workplace, digital workflows and technology are the key to success in the COVID economy and beyond.Together, they enable the agility and visibility organizations need to emerge from this pandemic bigger and better than before. And they play an important part in the new organizational structures replacing our old, often inflexible ways of working.Digital workflows deliver a 21st century organizationThe pandemic has opened everyone’s eyes to the value of digital transformation and the cost of manual, rigid processes.COVID-19 has forced companies to accelerate these transformations and become 21st century tech-enabled organizations. Most are more resilient as a result, with happier, more productive employees. We have the opportunity to fundamentally reimagine how work, works for every single person. There is no going back.That’s our role at ServiceNow. The Now Platform digitizes manual processes and connects enterprise siloes so that work flows smoothly across your organization. In doing so, we deliver great experiences for employees and customers alike.The Paris release continues that story, but it’s also our furthest step yet towards becoming the workflow engine of the entire enterprise. With it, organizations can improve business continuity, enhance productivity, and pursue new growth opportunities.Automating business continuityAccording to an IDC survey of over 900 global IT leaders, business continuity is the number one priority for most IT leaders. The Paris release automates business continuity programs so employees can focus on closing gaps, addressing organizational changes, and working with stakeholders to increase resiliency.I’m particularly interested in our new Process Optimization feature, which looks beyond data in a system to the data around processes executed within that system. That helps identify bottlenecks and fix processes that aren’t obviously broken but could be significantly strengthened. It’s all automated so organizations can continuously improve their processes.Automation also defines our Advanced Risk Assessment and Business Continuity Management features. By continuously assessing risk, these tools help organizations anticipate and minimize disruptions.Enhancing productivityImproved business continuity tends to support business productivity, but the Paris release also introduces features that boost productivity directly. Here I’ll highlight three innovations that deliver smarter experiences through intelligent, cross-enterprise workflows.Process Automation Designer, for example, allows employees to easily create and manage cross-enterprise workflows, which makes it easy to handle processes like onboarding and customer complaints.Predictive Intelligence Workbench helps organizations add artificial intelligence to these workflows. IT can deploy machine learning models with zero coding skills that then guide employees and automate workflows.Lastly, Vulnerability and Assignment Recommendations uses AI to route software vulnerabilities to the right owners.Driving growthThe Paris release also includes features to help companies optimize their spending.Software Asset Management helps organizations do so by monitoring SaaS usage across applications accessed via Microsoft Azure. Our Hardware Asset Management tool performs a similar task for hardware assets. The new Cloud Insights solution generates advice on how to optimize Azure spend.These products are valuable in and of themselves, but the real message is not product specific. It’s the way smart organizations are using workflows to surface information, automate mundane tasks, and prepare for a world forever reshaped by COVID-19.
Week 4 highlights from Knowledge 2020
Week 4 at Knowledge 2020 expanded the virtual gathering’s breadth and depth, especially when it came to several IT Workflows sessions by top companies around the world. Here are a few highlights from key presentations. (Be sure to register or sign in to get access to everything below.)Streamlined risk management at UnisysGlobal solutions provider Unisys juggles more than 1,000 active projects with customers at any given time. Maintaining data security within each of those projects is a huge priority—and a complex workflow challenge. “We deliver secure digital solutions to the most demanding businesses around the globe,” explained Unisys senior director of GRC, Seshadri PS, in his session with Iceberg Network’s Andrew Vesay. “Security is the center of everything we do.”Unisys’s GRC processes, however, were bogged down by manual tasks, such as making updates and changes in Excel files. Managers lacked a standardized, digital process for risk review. “There was no clear visibility between risk and compliance,” said PS.Unisys worked with Iceberg to implement LIKE.TG’s GRC platform, which solved multiple issues, from automating data intake to installing real-time risk monitoring. While LIKE.TG technology enables that today, cultural change proved to be a critical success factor, said PS. The implementation team created webinars for customer project managers, built tutorials and FAQs, and coordinated internal launch communications.Those strategies “allowed them to learn so they’re able to carry out projects themselves,” he said. “You can do all these technical things, but if you don’t have organizational change, implementation isn’t going to be strong.”Watch the full session: Rapid security breach isolation with Unisys Stealth and LIKE.TG SecOps
A first for third-party risk managementFinancial services companies today must manage a “massive volume of third parties,” explained Tobias Aabel, vendor security manager at DNB, Norway’s largest financial services group. For DNB, the list of third-party firms it manages runs into the thousands and includes distributors, partners, vendors, outsourcing firms, consultants, and others.Facing a steady stream of new regulatory requirements, such as the European Union’s GDPR regulations, which went into effect in 2018, DNB struggled to balance increasing dependence on third parties with the types of escalating risks they present—from supply chain cyberattacks and financial stability to money laundering. “Who’s in trouble when these third parties mess up?” asked Aabel. “That would be you.”Enter LIKE.TG Vendor Risk Management, which DNB worked to implement with digital integration firm Sopra Steria. Among other functions, the Now platform gives DNB a 360-type tool to digitally manage vendor contract management and signing, and allows risk managers to run multiple existing VRM processes through a new third-party risk portal.“You’ve placed significant values in the hands of your third parties,” Aabel said. “You have to make sure you can really trust them.”Watch the full session: DevOps and ITSM: From clash of cultures to happy coexistence
Real-time threat intelligence at NCRThousands of companies today are challenged to make a critical shift in cybersecurity operations—from reactive processes to proactive ones, using digital threat intelligence to handle vulnerability management.That has been the focus of recent efforts at NCR, a top digital solutions provider to financial, retail, travel, telecom and technology companies around the world. NCR cyber threat intelligence lead Dusan Vignjevic, explained in an IT Workflow session how new, real-time threat intelligence, enabled by LIKE.TG, has helped NCR “to prioritize vulnerabilities, and find those needles in the haystack.”Before NCR implemented LIKE.TG, security teams struggled with manual processes for reporting and threat tracking, inconsistent data, and a rising volume of overall threats. The new system, by contrast, provides automated reporting that saves time, tracks false positives and exceptions, and gives managers a unified dashboard and easy visibility into key security metrics.Not only has the new system lowered overall risk for NCR, the real-time data helps security analysts succeed at higher-level tasks.
